From my experience of setting up business from 0 to 1, CRM is the most integral part to implement if the company does not want to compromise on the quality of service. The most effective use i saw was using Ticket based systems that enables TAT (Turn around time) estimation, reminders about pending tasks, and automation like follow-up emails, unique complaint ID's. This all allows smooth-flow and mapping of customer journey that ensures the customer satisfaction

I am a huge fan of self service options as it reduces costs by deflecting calls into the contact center and enables the customer to help themselves on the channel, device and time of day of their choice. Think transactional types of calls to utilize self service options. The agent is also happier as many of the routine, mundane and repetitive calls go away, freeing them up to help the customer on more urgant and complex issues/problems.

AI/automation training tools for the contact center are game changing. Gone are the old ways of using 3 week "death by Powerpoint" new agent training in a classroom setting. Today, agents can be quickly onboarded using modern training solutions and learning is in real time and personalized. Engaging short training videos, quizzes, certifcation, gamification......there are so many great solutions in addition to automated QA tools to help with continuous learning.

Technology is transformational and it is forcing us to move faster than we are traditionally use to. The big trend is point solutions such as KM, real time assist, automated QA to help reduce costs and improve the agent and desktop experience. Companies must be ready to embark on automation and AI, this means their data should be normalized, SOP's and a knowledge management system in place and a clear understanding of what we want AI to do for us. Start small, with internal processes, test the POC measure ROI's and refine. This is a marathon and not a sprint, so our AI journey needs to be crawl, walk and then run!
